How AI Can Handle Your IT Help Desk Without Hiring More Staff
Your help desk can answer routine requests the moment they arrive, at any hour, without adding headcount. The virtual service agent in Jira Service Management resolves tier-one questions directly from your knowledge base and routes everything else to your team. Three moves get it running:

Prerequisites
- A Jira Service Management Service Collection Premium or Enterprise plan. The virtual service agent is not included on Free or Standard.
- Atlassian Intelligence activated for your organization by an organization admin.
- Space admin access to the service project where the agent will live.
- An active knowledge base. AI answers draw on your own articles, so the knowledge base is where deflection capacity comes from.
Step 1: Have Your Organization Admin Activate AI
Agent features stay hidden until Atlassian Intelligence is switched on for the organization. If you are the org admin, activate it in your Atlassian administration settings; if not, this is a one-time request to whoever is.
Step 2: Create the Agent
In the Studio app, select Agents → Create an agent → Virtual service agent.
Step 3: Open the Agent's Channel Settings
Select Channels & self service → Virtual service agent. This is where you control how the agent answers and where it appears.
Step 4: Choose How It Answers
The agent has two answer modes, and they combine well:
- AI answers: select Turn on AI answers and the agent answers customer questions from your knowledge base. This is the fastest path to real deflection, and it makes every article you write reusable capacity.
- Intents: select Create an intent to design a guided conversation flow for a specific request type, such as access requests or password resets, where you want a consistent series of questions and actions.
Start with AI answers if your knowledge base covers your recurring requests, then add intents for the handful of workflows that need structure. This works the same whether you are a 5-person startup or a 120-person company; configure it for scale from day one, and if your queue is already backed up, the same setup digs it out.
Step 5: Test It Before Customers See It
With an active knowledge base in place, select Test it out and ask the agent the questions your team actually receives. Refine articles where the answers fall short. Every gap you close here is a request your team never sees again.
Step 6: Activate It for Customers
When the test results look right, follow the prompts to activate the agent. One timing note worth knowing: the agent goes live in your portal and in Microsoft Teams (if connected) as soon as at least one intent is set to Active or AI answers is activated, so finish testing before you flip either switch.
Step 7: Manage It in Studio and Watch Usage
Once active, the agent is managed in Studio. Assisted conversations are metered on Jira Service Management plans, so review the usage limit settings as adoption grows and adjust before you hit the ceiling.
Verify the Setup
- Ask a question in the portal that your knowledge base covers. The agent should answer it directly, with no ticket created.
- Ask a question your knowledge base does not cover. The agent should open a ticket and route it to your team.
- Re-run Test it out after each batch of new knowledge base articles to confirm coverage is expanding.
Troubleshooting
- The virtual service agent option is missing. Your plan or AI activation is the cause. Confirm you are on Service Collection Premium or Enterprise and that an organization admin has activated Atlassian Intelligence. Note the agent is not available in the Atlassian Government environment.
- The agent answers almost nothing. The knowledge base is empty or inactive. Write articles for your most frequent requests first; a small set of well-written articles covers a surprising share of tier-one volume.
- The agent went live before you were ready. Activation is automatic once an intent is Active or AI answers is on. Set intents back to inactive or turn off AI answers, finish testing with Test it out, then reactivate.
